Someone writes, or calls, and you have not seen this before. That is the moment. Not the script. The moment.
I stay calm when others panic. I always have. It is not a technique. It is how I can still hear the person. I live in Haarlem. I do this in Polish and English. More than fifteen years of other people’s problems, and I still start the same way: I listen, I see it clearly, I own the outcome.
Don’t make them do your job
Bad troubleshooting dumps the investigation onto the customer. More screenshots. More tests. Questions that do not matter. Even if you fix it in the end, they leave tired. They were not handled. They were used as a tool.
People don’t want to be processed. They want to be understood, and then they want it to stop hurting. So I ask a few things that actually narrow it. I repeat what I think I heard. I try it myself if I can. I do not hide behind “please try turning it off.”
Three moves, not a playbook
First: understand. What were they trying to do. What happened instead. When. I don’t collect a novel. I collect the bit that changes what I do next.
Second: isolate. Change one thing. Take away extra noise. If two systems are involved, find which one is lying. This is slower in the first five minutes and faster in the next fifty.
Third: fix it, then check that it actually helped them. A closed ticket is not the same as a person who can work again. I follow through. That is the part I refuse to skip.
I did not learn this from a manual. You get a feel for it the way you get a feel for a room. Scripts help when the problem is known. The day you need troubleshooting is the day the script runs out. That is why customer service is hard. I won’t sell you a poem about it.
What it sounds like
“How can I help you today?” Then silence, so they can tell you. Then: “Here is what I can do right now. Here is what I need to check. I will come back.” Then you come back.
If I do not know, I say I do not know. I find the person who does. I stay on the case until it moves. That is full responsibility. It is also why people write again, instead of leaving.
The same calm belongs in the first week, and when an order is late. If you are putting this on paper, I wrote how I write a CV for this job. Who I am is on kozdrach.com.
How can I help you today?
I won’t sell you a poem. Customer service is hard. If you want someone who stays calm when it gets loud, and still treats the person like a person — write to info@kozdrach.com. I am in Haarlem. I reply.
